A few years ago, I wrote a blog called “The Rise of Digital Customer Experience,” in which I boldly predicted that digital customer experience (DCX) would be the most important function in your company for the next decade. What sounded hyperbolic then now looks conservative. The industry has reached a critical inflection point, ushering in a new frontier of emerging capabilities that are completely rewriting the rules of customer engagement. The pace is staggering – and the window to transform to an AI-powered, digital-first model is now. 

AI has revolutionized the CX landscape in just a few short years. Traditional customer experiences – even primarily digital ones – no longer meet the rising standard of customer expectations. Sure, customers still want it to be easy to get value from you, and their preference for digital interactions has only accelerated. But today, they expect more: hyper-personalized, proactive support and seamless, AI-powered experiences that preemptively resolve their needs in real time. 

In today’s fast-evolving digital landscape, Cisco is harnessing AI to transform DCX into an intelligent, autonomous journey. We are anticipating customer needs and delivering deeply personalized experiences at massive scale—without losing the human touch when customers need it most.

This is the heart of the transformation. Most companies have built automated digital journeys that drive customer adoption and retention – but many are based on static journey maps and sequenced touchpoints, pre-programmed into an automation platform and delivered via basic “if-then” triggers. 

In today’s AI-first world, legacy journeys no longer suffice. Customer journeys must be dynamic and responsive to real-time signals. This demands an intelligent orchestration engine that ingests real-time data – such as sentiment, behavioral data, and telemetry at the most granular, deployment level. It requires predictive models to identify risk, anticipate needs, and determine a customer’s next best action. The system must then generate and deliver the appropriate content directly to the customer at exactly the right time, with minimal human intervention. 

At Cisco, we’ve built our AI orchestration engine leveraging groundbreaking models and agents that recommend the highest-value campaigns, predict the best contacts at each account, and identify optimal outreach channels. We are actively transitioning to full agentic orchestration, where decisions are made and experiences are delivered through an autonomous, multi-agent system.

Powered by this orchestration engine, customer journeys come to life as predictive, proactive, and personalized engagements. 

You are anticipating needs and reaching the right customers with the precise right message at the right time to guide their next step – whether in the onboarding, adoption, expansion, or renewal phase. These steps are dynamic and unique to each customer, shifting based on contextual insights and intended outcomes. Furthermore, you are engaging each customer proactively in the channels they already live in – email, enterprise messaging apps, in-product alerts, or personalized website banners – all synchronized seamlessly to deliver a cohesive experience. 

Cisco is not only super-charging journeys through intelligent orchestration, we are also leaning heavily into AI hyper-personalization. Our AI content application generates highly contextual, customer-specific content at scale. For example, we used to send a standard renewal reminder when a security product subscription was expiring. Now, we use AI to tell the customer why it matters. Using each customer’s unique telemetry data and AI content generation, we detail exactly how many threats they’ve blocked and how the product is actively safeguarding their business. Customers benefit from highly relevant information that empowers them to make critical decisions. 

Autonomous Self-Serve and Product Experience 

The counterpart to proactive digital journeys is the on-demand self-service experience, where customers are empowered to learn, solve issues and achieve value independently. In the next frontier of DCX, self-service is increasingly autonomous, conversational and ubiquitous across web, community, and product interfaces. 

One critical area to master is Generative Engine Optimization (GEO). Customers are moving away from keyword searches and list-sifting; instead, they are asking questions directly to AI assistants like ChatGPT, Claude and Gemini to receive immediate, synthesized answers. The goal is no longer just driving traditional site traffic, but ensuring that when these AI engines generate responses, they explicitly pull from and cite your authoritative content. Visibility is shifting from search rankings to AI citations – and that is now a core CX battleground. 

At Cisco, we’re focused on GEO and augmenting our ecosystems with AI. In our Customer Success resource center, you will soon find dynamic product adoption guides that detect intent and present AI-summarized content with tailored guidance. You’ll find helpful videos with AI-generated translations and interact with an AI Assistant trained to provide expert advice for product onboarding, adoption and troubleshooting. 

Of course, if customers prefer to connect with humans, our vibrant Community remains ready. While we are adding useful AI features like thread summarization and author assistance, the heart of the Community will always be people connecting with people to share ideas and solve problems. 

Partner and Scaled Success Ecosystems 

The final pillar brings in the human element intentionally. It connects the digital experience with people and partners, creating a coordinated hybrid model where customers can self-serve endlessly but seamlessly connect to an expert the moment they need support. 

A clear best practice is to lead with a dynamic digital journey that automatically kicks off at the initial point of purchase. It guides the customer through onboarding, feature adoption, and outcome achievement. Behind the scenes, an agentic “action plan” is generated in the CRM, equipping the customer success manager (CSM) with visibility to monitor progress. As the customer interacts with digital content and completes adoption tasks, the action plan updates automatically. If the customer stalls, misses a milestone or exhibits risk, a critical task is auto-generated to alert the CSM. A quick call to the customer, armed with full historical context, ensures a smooth transition from digital to human support. 

Cisco is doing this today with our internal customer success team, and we are extending these capabilities to our partners. Through the Lifecycle Advantage (LCA) program, digital journeys are co-branded with partners to create a highly effective joint engagement model. If the system identifies that human intervention is needed, the orchestration engine triggers an automated alert to the assigned partner CSM. The partner can then log into LCA Studio to view the recommended action, relevant context, and digital interaction history. DCX, combined with the deep expertise of our partners, creates a powerful scaling engine for Cisco and a cohesive support model for customers. 

The Road Ahead: Trust, Governance, and Continuous Innovation 

While Cisco moves with conviction toward the future of AI-powered DCX, we remain deeply committed to responsible AI. We are embedding governance, privacy, and ethical guardrails to build and maintain customer trust. The evolving role of humans will shift toward strategic oversight and AI supervision – focusing on empathy, business context and complex decision-making while AI handles scale and automation.
